WhatsApp Customer Service Best Practices for Online Shops

A practical guide to WhatsApp customer service for small shops: set a reply-time promise, let automation take the repeat questions, answer in the customer's language and track four numbers every week.

Shop counter with chat bubbles, a service bell and a parcel, a symbol of WhatsApp customer service for online shops

It is Saturday, 11:00, in a small perfume shop in Casablanca. The phone on the counter shows 38 unread WhatsApp chats. One customer asks in Darija if you deliver to Agadir. Another wants to know where her parcel is. A third sent a voice note about a leaking bottle, twice. The shop that answers first gets the sale. The shop that waits until Monday gets a bad story told to friends. Good WhatsApp customer service is how a small team stays on top of that phone without working every evening.

The practices below suit shops in Morocco, West Africa, the Gulf and Europe. None of them needs a big team.

Promise a reply time and keep it

Customers do not expect an instant answer at 2:00. They expect to know when an answer will come.

  • Put the hours in your WhatsApp Business profile and on your contact page.
  • Send an automatic first reply outside those hours that says when a person will answer.
  • Set an internal target for open hours, for example a first reply in under 15 minutes, and a target for the morning, for example every message from the night answered by 10:00.

An out-of-hours reply should be short and honest:

Bonjour, merci pour votre message. Notre équipe répond de 9h à 20h, du lundi au samedi. Nous vous répondrons demain avant 10h. Pour suivre une commande, envoyez SUIVI avec votre numéro de commande.

Let automation take the first answer, then hand over

In most shops, a handful of questions fill most chats: price, delivery cost, delivery time, order status, returns. The answer is the same for every customer, so automate them.

A keyword chatbot for the repeat questions

A keyword chatbot reads the incoming message and answers when it finds a word you chose. "Livraison", "delivery" and "التوصيل" can all trigger the same delivery answer. A fallback reply covers everything the bot does not recognise and tells the customer that a person will follow up. Our guide on how to build a WhatsApp chatbot for your business walks through the keyword setup.

AI replies, on a short leash

AI handles questions phrased in a hundred ways. It should answer only from facts you approved, such as prices, delivery zones and return policy. When it does not know, it should say a person will reply, not guess. Never let it promise a refund, a discount or a date you did not approve.

Know when a person must step in

Hand the chat to a person when the customer is upset, when money is involved (a refund, a double charge, a damaged item), when the bot has missed twice, or when the customer simply asks for a human. Say it clearly, with a name: "Je transfère votre demande à Salma, elle vous répond dans quelques minutes."

Write replies that close the question

One message, not three

The fastest support is the one that needs no second exchange. Before you send, check that the reply answers the question, gives the next step and includes any number the customer will need. Ask for the order number in your first reply, not your third.

Saved replies help, as long as you adjust them for each person. Here are a few that work for a cash on delivery shop:

QuestionReply that closes it
Do you deliver to Agadir?"Yes, we deliver to Agadir in 2 to 3 working days. Delivery is 35 MAD, paid in cash to the courier with your order."
Where is my order? (Darija)"Salam Youssef, la commande dyalek 4821 khrjat lyoum m3a livreur. Ghadi tweslek ghedda bin 10 o 14. Livreur ghadi y3eyet lik qbel."
Can I return it?"Yes, within 7 days if it is unused and in its box. Send us a photo here and we will arrange the pickup."

Answer voice notes in text unless the customer prefers voice. Text can be searched later and records what you promised.

In the customer's language

A shop in Rabat may get French, Darija in Latin letters, Darija in Arabic script, Modern Standard Arabic and English in the same hour. Answer in the language the customer wrote in. If they mix French and Darija, a mixed reply is fine and often feels warmer.

Keep saved replies in each language you see often, written or checked by someone who speaks it. Check prices and dates in every version: a price that is right in French and wrong in Arabic is a refund waiting to happen.

Organise the team around one inbox

Trouble starts when the shop number lives on the owner's phone and three people answer from memory. A shared inbox and four rules fix most of it.

  1. One owner per chat. When someone picks up a conversation, it is theirs until it is solved or handed over with a note.
  2. Notes, not memory. Write the outcome where the next person will see it: "Refund approved, 149 MAD, sent 12 October."
  3. A clean handover at shift change. No chat is left half answered without a name on it.
  4. Separate numbers for separate jobs once volume grows: one for sales, one for after-sales, so a queue of returns does not bury new orders.

Keep support and marketing apart

A customer who wrote about a broken product does not want a promotion the next day. It is also risky: when people block or report a business, WhatsApp can restrict that number, whether you use the phone app or a tool that connects through WhatsApp Web. No tool can promise that a number will never be banned.

So treat support chats as support. Send marketing only to people who agreed to receive it, honour opt-out words like STOP at once, and keep promotional volumes modest. Our guide to growing a WhatsApp contact list with opt-in explains how to collect that consent properly.

Protect customer data in chat

Support chats are full of personal data: names, addresses, sometimes ID photos nobody asked for. Under the GDPR, UK GDPR and Morocco's law 09-08, the general rule is the same: collect only what you need, keep it only as long as needed, and protect it.

  • Never ask for card numbers, codes or passwords in chat.
  • Do not ask for ID documents unless the law or the delivery really requires it.
  • Limit who on the team can see and export chats.

Measure four numbers every week

You do not need a wall of charts. Four numbers tell you whether your WhatsApp customer service is getting better:

MetricWhat it tells youExample target
First response timeHow long customers wait for a useful answerUnder 15 minutes in open hours
Time to resolutionHow long the whole problem takesSame day for most chats
Chats still open at closingWhether the team keeps upClose to zero
Top five questionsWhat to automate, or fix on your websiteReview once a month

These targets are examples, not industry standards. Start from your own numbers. If "where is my order" is your top question, the fix is a message that tells customers before they ask. Our guide to WhatsApp order confirmation for cash on delivery shows how to send those updates.

IGNIPOST Chat covers this setup. It connects your WhatsApp or WhatsApp Business number by scanning a QR code, like WhatsApp Web, and gives the team a shared live chat inbox, a keyword chatbot with a fallback, AI Smart Reply that answers only from the knowledge you approve, opt-out keywords and an activity log. It is an independent tool, not the official WhatsApp Business Platform, and it is not affiliated with WhatsApp or Meta. Plans are on the pricing page, and setup questions are answered in our FAQs.

Frequently asked questions

How fast should a business reply on WhatsApp?

There is no official rule, but customers on chat expect answers within minutes, not days. A practical target for a small shop is a first reply within 15 minutes during open hours and every overnight message answered by mid-morning. Outside your hours, an automatic reply that says when a person will answer keeps expectations clear and stops repeat messages.

Can a chatbot handle all my WhatsApp customer service?

No, and it should not try. A keyword chatbot or AI reply works well for repeat questions such as delivery cost, delivery times and order status. Complaints, refunds, damaged items and angry customers need a person. Set the bot to hand over after two failed answers or whenever a customer asks for a human, and tell the customer who will reply.

Can I send promotions to customers who contacted support?

Only if they agreed to receive marketing messages from you. A support question is not consent to promotions. Under the GDPR, UK rules and Morocco's law 09-08, direct marketing generally needs prior consent, with narrow exceptions. Promotions sent to people who did not ask for them also lead to blocks and reports, which can get your WhatsApp number restricted.

How many WhatsApp numbers does a shop need for support?

One is enough for most small shops. Consider a second number when sales and after-sales chats start to bury each other, for example when return requests slow down replies to new orders. Each number should have a clear purpose, listed hours and a named team. Spreading the same work across several numbers only splits your history.
